Rapid Response Training: Balancing Empathy with Policy and Processes

Welcome to the first session in Care Opinion Australia's Rapid Response Training Series. In this inaugural session, 'Balancing Empathy with Policy and Processes', we explore a challenge many healthcare staff face when responding to feedback, complaints, concerns and compliments: how do we acknowledge the human experience while also explaining policies, procedures and decisions? Using the concept of the 'response sandwich', we discuss: • The role of introductions and farewells in setting the tone • How to demonstrate genuine empathy without assuming blame • Why explaining policy and process can be an act of empathy • How to describe actions taken as a result of feedback • Practical techniques for writing balanced, patient-centred responses The session includes examples from real Care Opinion stories and responses, demonstrating how empathy, policy explanation and action can work together to create responses that are transparent and meaningful. At its core, this approach is about treating patients and consumers as partners in healthcare. When we explain not just what happened, but why it happened and what will happen next, we move away from paternalistic approaches to healthcare communication and towards greater partnership.
